But when you sit down at your table, the menu is written entirely in a complex medical code. You call the waiter over and ask what to order. Instead of explaining the dishes in plain English, the chef comes out and starts drawing a complicated blueprint of how the kitchen stove works. You most likely started by searching on Google, looked at what came up, clicked one that looked credible and made a decision from there.   • This month we have been talking about the same thing from different angles. We talked about: why customers expect to find answers on their own without waiting for you, mapping your business before you build anything new, how simplifying one workflow can give your team hours back every week and why growth should not automatically make a business harder to run. Every one of those conversations pointed at the same underlying truth - that a business which depends on its founder to hold everything together is not a scalable business; it is a very busy person with a company attached to them. And nowhere is this more visible than in customer support. If every customer question still comes directly to you, your business has a systems problem. The founder who answers every customer query, resolves every complaint and fields every "quick question" is not being thorough - they are filling a gap that a process, a document or a digital tool should be filling instead;  and every hour spent in that gap is an hour not spent on the work that actually grows the business. This is how it usually starts, in the early days; being the person who handles everything makes sense. You know the product better than anyone, you care about the customer relationship and the team is small enough that it is simply faster for you to handle it yourself. The way out of this is not hiring a full customer support team on day one, it should start with writing down the answers to the questions that keep coming so that a customer can find them without asking and a team member can respond without escalating, a well-built FAQ, a clear onboarding guide, a knowledge base that actually covers what customers want to know - these are not glamorous but they are the foundation of a support system that does not require you to be available at all times. It continues with digital touchpoints that handle the predictable interactions automatically; booking confirmations that go out without anyone sending them and order updates that reach the customer before they think to ask.
