Last week I wrote about bringing the entire Upbound CX team together under one roof, and how the real work happened between the sessions: at the dinner table, on the patio, spotting each other at the gym at 6am.
Here's the part of that week I keep coming back to.
We spent a few hours going through The Simple Truths of Service by Ken Blanchard & Barbara Glanz. Props where props is due: I was introduced to this presentation theme by
Alan Barber, and incredible CX advisor. Extra thank you to
Beth Shea for sponsoring the mentorship opportunity in the past.
The premise is simple: Extraordinary service comes from people who care and are empowered to make a difference.
That idea matters more than ever in our world, and here's why.
🥕 Upbound is disrupting the market at the infrastructure layer, solving the biggest problems at the biggest scale for the largest enterprises in the world.
🥕 When you operate at the true cutting edge, something happens that most teams never face: the AI context doesn't exist yet. The answers aren't in a model's training data. The playbooks haven't been written. You are the one writing them.
🥕 That's exactly where incredible humans become the differentiator.
AI will handle more of the transactional work. The tickets, the routing, the first-line answers. That's a good thing. But when the problem is novel, when it lives at a scale and complexity nobody has documented, you need people who can think, own the outcome, and care enough to see it through.
When a machine can answer the question, the human moment has to be more human. More empathy. More ownership. More of the "Johnny the Bagger" instinct, finding the small, personal way to make someone's day better, not because a script said to, but because you chose to.
This is what I love about
Upbound. It's a company that doesn't just talk about culture, it invests in it. Bringing the whole team together, putting a book like this in front of us, giving us the space to sharpen how we show up for customers, that's the kind of collaboration that makes great service possible. Thank you to
Sarah Strobhar and
Bassam Tabbara for inspiring such an incredible culture!
The same team that ran our AI hack-a-thon, pushing what's possible with the technology, is the team choosing to double down on what only humans can do. That's not a contradiction. That's the whole point.
The tools will keep getting smarter. Our job is to make sure we get MORE human, not less.
🟩 So here's my question: in a world racing toward automation, how is your team making sure the human part gets stronger, not thinner?
